Although better customer experience can serve as a differentiator, according to Daniel O'Sullivan, senior director analyst in Gartner's global customer service and support practice, it is not a guaranteed winning formula for companies to surpass competitors. Good customer service can boost customer lifetime value and account retention, but it needs to be combined with other incentives.

"Simply put, we believe we are best positioned to serve customers the way they want to be served—from a trusted connectivity provider," Stankey said on last week's earnings call.

Transparent customer service helps build that trust.

According to Swink, AT&T is taking on the responsibility of record-keeping itself rather than pushing it onto customers. The company believes that the use of AI technology will make brand customer service more accountable.

"Trust grows when customers don't have to guess what happens next, don't have to repeat their story, don't have to track updates, or keep screenshots just in case," Swink said. "Technology offers our industry a tremendous opportunity to improve the customer experience. But innovation should never come at the expense of transparency."
